The Call Center world is an intense pressure-driven environment continually being shaped by pressure to ensure steady profitability and a secure competitive advantage.

Accountability and a basic fundamental understanding of Performance Management serve as two of the most power tools a Call Center manager has at his/her disposal. Specifically, accountability when used properly with practical down to earth communication can change the way a group performs and takes responsibility for their performance.

To understand accountability, think of it as a focal point of pressure and let’s view pressure, as synonymous with the “demands of the business”. Nothing exposes a strength or flaw like raw pressure. It is pressure that has the ability to create, empower, challenge or fracture, crumble and destroy. Pressure helps fuel the momentum and vision of an organization to fulfill obligations to employees, clients, and investors with high standards, clear-cut expectations and decisive accountability.

In the hands of the unworthy, accountability can be a tool for self-preservationist, a weapon for the positional manager, or simply a replacement for development. Used with skill, accountability can represent a turning point in any organization, and the corner stone of an improvement initiative.

Let me give you an example. One of my most successful leadership teams consisted of 10 core members, 8 of which were on some form of progressive action. Usually, you don’t associate that level of performance management action, as descriptive of a successful team, but that’s exactly what they were — successful.

It was clear they all understood the expectation, knew the consequences, and made a choice, which in turn, didn’t leave me one. I had an incredible relationship with each of them; they appreciated the honest, direct dialogue and they always knew exactly where they stood with performance. Their success made them grow personally, and professionally. I’m confident that if I didn’t hold them accountable for their actions, they would not have realized their own potential. There were no hard feelings, no misunderstandings, only expectations, accountabilities, and total situation awareness.

Accountability should not be negative, but rather represent the strength behind the expectation. It is the empowering factor behind a directive or standard. John Maxell, Author of The 21 Irrefutable Laws of leadership, said that change could only occur when one of three factors are met: the person truly understands the big picture and why the change is needed to such a degree, they willingly change, or they hurt badly enough that the change must be accepted. So, hence we see the birth of the easy way, or the hard way. The fact is if everyone took the easy way, there would be no such thing as the hard way.

With that fact understood, as a manager you must accept that your expectations will be ignored, follow-up will not consistently occur, and the process, vision, and company mission will be challenged. You must accept the inevitable, and make a decision. Your options: Lose control of your staff, and exist in the land of mediocrity until your business fails, your client is lost or you become the new focal point of all that “pressure”; or challenge and develop your team to increase their abilities, set high standards and expectations and expose them to their own potential. The choice is yours.

Believe in your team, and expect them to accomplish great things, and they will rise to meet the challenge. If your culture lacks a solid Performance Management process with clear-outlined accountabilities, resistance should be expected. An entire team with average or below average performance will defy change easier because when you apply pressure, it’s evenly dispersed because they are all on the same level. Set a clear expectation; raise the bar. Your stronger associates will break rank and begin to rise to the top. These reps are motivated by success, and only need a cause to rally behind. Praise them, recognize them, and use them to establish your benchmark. Once you have proven that one can do it, you can then more confidently expect more results from your remaining staff.

Ensure that your conversations are direct, honest, with no sugarcoated words, or reserved dialogue. This level of communication will ensure that the message you send is the message received. If you ever proceed to progressively document an employee, and they are surprised, you must evaluate your communication process. Surprise or unawareness that he or she is not meeting standard prevents the employee from being mentally prepared, diminishes the effectives of the process, and will most likely not be a learning experience for the employee.

Be consistent, and be fair with your expectations. Inconsistency leads to frustration, issues of favoritism, and also diminishes the effectiveness of the entire process. What would be the end result if a child touched a hot stove, and sometimes it burned them, and sometimes it didn’t?

Remove emotion from the process. If you take how you personally feel about an employee into a progressive counseling situation, it could impact what decision you make, which in turn could affect your ability to be consistent. View accountability as the end result of a process. An example would be how 2+2 will always = 4. Not sometimes, or most of the time, but all of the time. I’m not suggesting you disregard your judgment on the situation, but you must stay focused on the facts at hand and not irrelevant external variables.

I had a boss bluntly address the team after each social company outing. He would pull us together in his office and state very directly: I personally like each of you, but I hope you don’t take how I personally feel and doubt for a second that I wouldn’t make the call and whack you if I needed to. That type of communication might sound harsh, but we never had any questions on what his expectations were. There were no hard feelings, no misunderstandings, only expectations, accountabilities, and total situation awareness.

Customer Service - Actions Speak Louder than Words!

Obviously you communicate with customers by words, both written and spoken, but they are also picking up strong messages by other means which could have a significant influence on whether they choose to continue to do business with you.

What impression does the appearance of your staff give customers? Many traditional businesses still have strict rules on suitable clothes for work - they know their staff are more likely to be taken seriously in formal dress than in jeans and T shirts. Conversely, creative and high-tech companies encourage casual clothing.

Similarly, absolutely everything which represents your business must convey a coherent message, whether it be your premises, vehicles, packaging or equipment. Any small glitch in the message, such as a dirty van with cigarette packets strewn on the floor, or poorly-maintained tools, can sow the seed of doubt in your customer’s mind about your professionalism or integrity.

Body language can belie the words we are saying to customers. How much faith do you have in a sales assistant who avoids making eye contact? Would you happily approach them for help if they stood glaring at you with their arms crossed?

Your own attitude to your job influences the messages customers are picking up from you - are they going to feel valued if you are having a bad day, or will they sense your distraction and impatience and take it personally?

The actions your business takes are the ultimate communication with its customers. If you have promised delivery by noon and nothing has turned up, it will be very hard to convince them that customer service is important to you. Better to under-promise and over-deliver.

For example, there is an internet book service I use regularly which informs me when my books have been dispatched and provides an estimated delivery date. Each time the package turns up a couple of days early. The result - customer satisfaction and repeat orders, not to mention glowing recommendations to friends.

In the end, any customer will tell you that clever mission statements and expensive advertising are meaningless if the goods are not delivered or the sales assistant is offhand.

The World Wide Web is an incredibly large market place, and a very tough one for any business to survive in unless you find ways to direct target traffic to your affiliate marketing website. We’re going to show how to target your main audience and bring them into your affiliate marketing website with a few cyber techniques that should translate into increased sales for your business.

First, let’s define the term ‘target traffic’. Much like shooting an arrow into the center of a target, your target traffic is the core of your customer base, the people who are truly looking to purchase your product if only they can find your website. While many visitors may stumble upon your affiliate marketing website and pass through it, not all of them are interested in purchasing your product. Weed them out, and what you are left with is your target audience, otherwise known as your target traffic. These are your true sales prospects, so you’ve got to find a way to let them know you’re here.

Now let’s talk about search engines. Search engines such as Google and Yahoo afford internet users a way to find what they are looking for. All a potential customer has to do is type in a few key words about the topic or item they are looking for and a search engine will provide them with pages of websites that contain at least some of that search content. Once they open up a particular site, they become part of that site’s target traffic.

Upon these search pages, websites will be listed from top to bottom according to how closely they match the key words typed in, and how much related content is found at their site. Since online users typically only check out the first five websites listed, you want your website up in that top five. That’s basically search engine 101. Now let’s examine the two main types of search engines and how they operate in order to put your company in the top five listings and increase target traffic flow into your website.

Organic Search Engines

Organic search engines operate mainly on the keyword system. The key words a potential customer types into the search bar determines what sites will be brought up for their perusal. Simple right? This type of promotion for your website is basically free, so how can you use it to your advantage and direct more target traffic to your affiliate marketing website? Enter keyword articles.

Keyword articles are written about various subjects that pertain to a common topic, with a selected target keyword or keyword phrase strategically repeated throughout a certain percentage of the article. For example, if your affiliate marketing business sells ATV’s, then articles about ATV’s, ATV clubs, ATV trails, and ATV accessories would provide relevant information while at the same time using the keyword ‘ATV’ repeatedly. Post these articles on your ATV website, and search engines will automatically bring more ATV target traffic to your door.

You can further expand your target traffic by posting your keyword articles to E-zines that focus on your field of interest, in this example the ATV sport. Readers of these online magazines are already interested in ATV’s, so getting them to your website should be a breeze once they know it’s there.

Further keyword article exposure can be gained by linking agreements with other websites in your field of interest. For example, you might want to agree to a little sponsorship of an ATV club’s website in order to have a direct link to your own articles and sales pages. This is just one more way to reach potential customers and drive target traffic back to your website.

It really doesn’t matter what you’re selling, just design your articles around your product, post them on your website, and submit them to E-zines that share your target traffic in order to increase your sales.

Pay Per Click (PPC) Search Engines

Think of this type of search engine as paid advertising. You and other online companies in the same line of business will bid against each other for temporary ownership of the best keywords and keyword phrases. The highest bidder will then have target traffic sent directly to their website when the keywords are used in that search engine, but you will pay your bid price to the search engine company each time the keyword is used. This will certainly increase your target traffic, and hopefully boost your sales as well, but it also eats into your profit margin.

Which type of search engine participation is best for bringing target traffic to your website? The quick answer is either one, but it really depends on how large your operation is, how much work you really want to put into increasing your target traffic, and how much you feel you can afford to pay for it. For large online businesses, PPC search engines are quite convenient, and a large budget may more easily absorb pay per click fees.

However, organic search engines are basically free. All you need do is come up with your keyword articles and you’re sure to increase your target traffic. And if you aren’t sure you can write your own keyword articles, there are companies with the expertise to provide well written, inexpensive keyword articles in the proper percentages to get you ranked high in the listings without getting you thrown out for keyword over-saturation.

Dear Affiliate Manager, 7 Ways to Tell if Your Affiliate Program Stinks

Question: Why aren’t my affiliates promoting my affiliate program? And, how do I get more to sign up?

Dear Affiliate Manager:

I can tell you in a heartbeat whether or not your affiliate program is attracting loyal, motivated affiliates. It’s easy. Just put yourself in your affiliate’s shoes. If you’re not creating loyalty in your affiliates, they’re going to look for a better program to promote, and you’ll be left in the dust.

Now that I’ve got your attention, let’s go through some key components of making your affiliate program attractive to affiliates, so they don’t start shopping around.

1. Reputations are on the Line.

Of course, number one is quality. Do you have quality products and customer service? An affiliate’s reputation is on the line every time we consider promoting a product or service. If your products are junk or you’re making our referrals upset in any way - we’ll drop you faster than something *really* hot.

2. Lay the Money on the Table.

It’s not just about the percentage commission. That won’t motivate and make loyal affiliates, but, it is a start. Are you talking 5%? Then, unless you offer millions of products at great prices and have a solid reputation, you’re not going to be getting a whole lot of affiliates.

3. Who’s getting credit?

Show your affiliates that you value them by setting long cookies and they’ll keep sending you traffic. How long are your cookies? The longer the better.

4. Closing the Deal.

If your affiliates are sending you traffic, I hope you have a newsletter (or ecourse) on that sales page for two reasons. 1. It means you’re smart and know how internet marketing works, and 2. It means that the affiliates get more than one chance to close the deal, because you’re going to be following up with the lead and closing the sale for us. This shows us that you take your business seriously - a very important indicator.

5. Like Frosting on the Cake.

Assuming all things are equal, if your program is two-tier or residual, you’ll have affiliates lined up to promote you.

6. Are you even trying?

There is nothing more frustrating than joining an affiliate program that you’re really excited about, logging in and seeing … nothing but a couple of links. No content, no ebooks, no videos. Zip. This is especially disappointing if you know the author or owner is sending out a weekly newsletter. Share your articles with your affiliates, allow them to be rebranded, and I guarantee you’ll get loyalty.

7. That’s just Rude.

Almost more insulting than not providing any content is providing ‘leaky’ articles. Yes, I have seen affiliate programs that so “generously” provide articles for their affiliates. But, the articles had plugs for their other programs in the body of the article. Now, I’m not naming names, but I do feel that’s pretty cheap to be stealing from your own affiliates.

Those are just a few ways to tell if your affiliate program stinks.
